Changing a service that residents rely on outside normal working hours can understandably feel like a significant undertaking. There are processes to understand, escalation routes to transfer and contractors to coordinate, all while maintaining continuity for residents and ensuring that urgent issues continue to receive the right response.
In reality, changing your out-of-hours provider doesn't need to become a major internal project. With the right partner, much of the work involved in transferring the service can be managed for you, allowing your team to provide the operational knowledge and oversight while your new provider takes responsibility for turning that information into a service that is ready to go live.
Changing Provider Doesn't Mean Starting Again
You don't need perfectly documented processes before speaking to a new provider. Your existing service already contains most of what is needed, from the types of contact you receive and your definition of an emergency through to how different situations should be handled, who needs to be contacted and when an issue needs to be escalated.
A good outsourcing partner should work with you to understand that existing operation and turn the knowledge held across your organisation into clear, structured processes. At Lemon, this can include process mapping, call flows, diagnostic workflows, knowledgebase development and escalation procedures, with the aim of making the transition easier rather than creating another project for your internal team to manage.
Once the existing service has been understood, much of the mobilisation can sit with your new contact centre partner. Processes can be configured, knowledgebases built, escalation routes established and advisors trained, with realistic scenarios used to test how the service will operate before it goes live.
Where access to housing management, repairs or CRM systems is required, this can also form part of the mobilisation process so advisors are ready to work within the agreed operational environment from launch. There will naturally need to be input from both organisations, but changing provider shouldn't mean your housing team has to design and build a new contact centre operation themselves.
Maintain Continuity While Improving the Service
For residents, the transition should be largely invisible. They should continue to have access to knowledgeable support when your internal teams are unavailable, with emergency repairs assessed consistently, genuine emergencies escalated and the appropriate contractors or on-call teams mobilised when required. Testing before launch helps make that possible by allowing call scenarios, escalation routes and operational processes to be checked before they are needed in a live environment.
Changing provider also doesn't necessarily mean simply recreating everything that came before. It can provide an opportunity to look at the existing service with fresh eyes, identifying what works well, where unnecessary work has developed and where processes or technology could improve the experience for both residents and internal teams.
Structured repair diagnostics, for example, can improve the consistency of triage and help distinguish genuine emergencies from repairs that can safely wait until normal working hours. Better use of existing systems can reduce duplication, while improved reporting can provide greater visibility of why residents are making contact, what action is being taken and where recurring issues may exist.
The priority throughout is continuity. The provider behind the service may change, but residents should continue to receive the support they need, while the housing provider has an opportunity to emerge from the transition with a more effective and resilient service.
